In a recent investigation of consumer complaining, Bolkan and Daly (2007) found that consumer complaints were mitigated by organizational response types (excuses, justifications, and apologies) and their components (believability, appropriateness, consideration, and accepting responsibility). What remained to be explained was if organizations' remediation tactics differed in the minds of consumers of services and products. The current study sought to determine if consumers of services and products differ in their perceptions of organizational remediation messages. Results showed two major patterns reoccurred throughout. First, assuming responsibility was less important for service-based failures than it was for product-based failures. Second, alleviating negativity was easier to do for ...

YONKERS, N.Y., Aug. 9 /U.S. Newswire/ -- A survey of more than 6,000 Consumer Reports readers published in the September 2005 issue of the magazine, and available on http://www.ConsumerReports.org, shows that mom-and-pop stores, which are typically known for service, also offer good prices and a better selection of appliances than most nationwide chains. The study also shows that none of the major retailers that were rated for large appliance purchases, which included Best Buy, Home Depot, Lowe's, and Sears, out-priced the independents, and only two of the seven rated for small appliance purchases-Costco and Target-were clear winners in this category.
Besides service, selection, and price, Consumer Reports readers were asked about their buying experiences, how easy it was to pay for the...

When a service or product failure occurs, the frustrated consumer may choose to cope by holding a grudge: a negative attitude toward a firm, a planned and persistent avoidance of an offending business. Grudgeholding can include other actions such as complaining and negative word-of-mouth behavior. This study reviews existing literature related to consumer grudgeholding and through use of an extensive empirical study, examines the extent and expression of consumer grudgeholding across individuals, aged 18-82. Study results indicate that grudgeholding is prevalent among individuals of all ages; however, the impact of grudgeholding on the firm differs depending on the age of the offended customer. Older consumers differ from younger ones in their manifestation of the communication and feel...
